I recently ordered food directly from a restaurant’s website. The restaurant used Toast to process the order, then sent an Uber courier to deliver it.
The courier picked up the food. Uber later canceled the delivery. Nothing arrived.
When I contacted the restaurant, it acknowledged that the courier had taken the order but refused to refund me. That left me in a frustrating support loop: I had ordered from the restaurant, Toast processed the payment, and Uber handled the delivery, but nobody wanted to take responsibility for the missing food.
Toast’s own support documentation provides a much clearer answer. When a Toast Delivery Services driver picks up an order but the customer never receives it, the restaurant can refund the customer through Toast and then pursue reimbursement from the delivery provider.
Quick answer: Start by requesting a full refund from the restaurant in writing. Explain that you never received the order and cite Toast’s instructions for undelivered orders. If the restaurant refuses, contact Toast Guest Support and dispute the card charge as “goods or services not received.”
Why an Uber Courier Delivered an Order You Placed With the Restaurant
Many restaurants accept orders through their own websites but use a third party for the final delivery.
Toast Delivery Services allows a restaurant to take the order and payment through its Toast ordering page while using either Uber Direct or DoorDash Drive to supply the courier.
Uber describes Uber Direct as a white-label delivery service that businesses can add to their own websites, apps, and other sales channels. It is separate from placing an order through the Uber Eats marketplace.
That can create confusion when something goes wrong. You may receive Uber-branded tracking messages, but the order may not appear in your personal Uber Eats account because you did not purchase it through Uber Eats. The restaurant requested an Uber Direct delivery on your behalf.
In practical terms:
- You selected the restaurant and placed the order through the restaurant’s website.
- Toast processed the online restaurant order.
- The restaurant arranged the delivery through Uber Direct.
- The Uber courier was fulfilling a delivery requested by the restaurant.
This is why ordinary Uber Eats customer support may have difficulty locating the purchase.
Who Is Supposed to Refund an Undelivered Toast Order?
The first place to request a refund is the restaurant.
Toast’s guest terms direct customers to contact the merchant about order changes, cancellations, customer-service problems, and refunds. More importantly, Toast’s restaurant support documentation explains exactly how a Toast Delivery Services refund is supposed to work.
According to Toast:
- The restaurant provides a partial or full refund to the guest through the Toast point-of-sale system.
- Uber Direct and DoorDash Drive do not refund the restaurant’s guest directly.
- The restaurant separately contacts the delivery provider and requests reimbursement.
You can read Toast’s instructions in its guide to handling Toast Delivery Services problems.
Toast states even more directly in its Toast Delivery Services FAQ that when a driver picks up an order but the guest never receives it, the restaurant is the party that can refund the guest. The restaurant may then seek reimbursement from its delivery provider.
The restaurant should not make the customer absorb its loss while it decides whether Uber will reimburse it.
What If the Restaurant Says the Courier Took the Food?
That explanation supports the refund request. It does not show that the order was delivered.
Toast publishes a refund matrix for disputes between restaurants and Uber Direct. The matrix includes a specific scenario in which an Uber courier cancels after completing pickup and the order is neither delivered nor returned.
In that situation, the matrix identifies Uber as the responsible party and lists the food order as eligible for reimbursement, subject to the program’s applicable reimbursement cap. It also lists the driver tip as refundable.
The matrix governs the financial relationship between the restaurant, Toast, and Uber. It is not a substitute for the restaurant refunding its customer. Toast separately tells the restaurant to refund the guest and pursue the delivery reimbursement afterward.
A courier pickup proves only that someone collected the food from the restaurant. It does not prove that the customer received it.
Step 1: Save Evidence Before Anything Disappears
Save screenshots and records as soon as you realize the order will not arrive.
Useful evidence includes:
- The original Toast order confirmation
- The itemized receipt and total charge
- The promised delivery time
- Tracking showing that the courier picked up the order
- The Uber or Toast cancellation notification
- Tracking showing “canceled,” “undeliverable,” or “delivery failed”
- Any missing-delivery notification
- Messages exchanged with the restaurant
- The name of any employee or manager you spoke with
- Notes showing the date and time of each telephone call
- The restaurant’s statement that the courier took the food
- Your card statement showing the merchant and amount charged
Take screenshots instead of assuming that the live tracking page will remain available.
Step 2: Request a Full Refund From the Restaurant in Writing
A telephone call may resolve the problem, but a written request creates much better evidence if you later need to contact Toast or dispute the card charge.
Send the message by email, through the restaurant’s contact form, or by replying to the Toast order confirmation when possible.
You can use the following:
I placed order [ORDER NUMBER] through your website on [DATE]. The Uber Direct courier picked up the order, but the delivery was canceled and nothing was delivered to me.
Toast’s published support instructions state that when a delivery driver picks up an order but the guest never receives it, the restaurant can refund the guest through Toast and then request reimbursement from the delivery provider.
Please refund the entire amount charged, including the food, tax, delivery charge, service charge, and driver tip, to my original payment method. I did not receive any part of the order.
Please confirm the refund within two business days. If the charge is not refunded, I will dispute it with my card issuer as goods or services not received.

Keep the request factual. There is no need to accuse the restaurant or courier of theft. You only need to establish that the order was paid for and never delivered.
Step 3: Ask the Restaurant to Check Its Toast Delivery Record
The restaurant has access to information that may not appear on your receipt, including the Uber Direct order ID, the courier assignment, and the delivery status in its Toast Orders Hub.
Ask the restaurant to confirm:
- The Uber Direct order ID
- Whether the courier completed pickup
- Whether the delivery was canceled by Uber or the courier
- Whether the order was returned to the restaurant
- Whether any delivery photo exists
- Whether Toast shows the order as delivered, canceled, failed, or undeliverable
Toast tells restaurants to include the Uber Direct order ID, order date, guest name, restaurant name, and refund reason when seeking reimbursement from Uber.
For Uber Direct delivery problems, Toast currently lists:
- Telephone: (866) 987-3750
- Email: uberdirect@uber.com
Those contact details are primarily intended for the restaurant or merchant handling the delivery. The restaurant has the provider ID and account information Uber will generally need to investigate the claim.
Step 4: Contact Toast Guest Support
If the restaurant refuses to help, contact Toast Guest Support.
Provide:
- The restaurant’s name and location
- Your Toast order number
- The date and approximate time of the order
- The amount charged
- Your name, email address, and telephone number used for the order
- The tracking screenshots
- The cancellation message
- Your written correspondence with the restaurant
State clearly that this was a Toast Delivery Services order fulfilled by Uber Direct, the courier completed pickup, the order was canceled without delivery, and the restaurant has refused a refund.
Toast’s merchant documentation says that when a guest contacts Toast Guest Support directly, Toast may work with the delivery provider, secure the applicable refund, and pass it to the guest while notifying the restaurant.
Step 5: Dispute the Card Charge if the Refund Is Refused
If the restaurant and Toast do not resolve the problem promptly, contact the bank or card issuer that handled the payment.
The correct dispute reason is generally:
Goods or services not received
Do not report the transaction as unauthorized fraud if you knowingly placed the order. You authorized the purchase. The dispute is that the merchant charged you for an order that was never delivered.
Explain the situation plainly:
I ordered food directly from the restaurant’s website and paid through Toast. The restaurant’s Uber Direct courier picked up the order, but the delivery was canceled and nothing was delivered. The restaurant acknowledged that the courier took the food but refused to refund the charge. I am disputing the full amount as goods or services not received.
Upload or send copies of:
- The receipt
- The canceled-delivery notice
- The tracking history
- Your written refund request
- The restaurant’s refusal
- The relevant Toast support instructions
Credit Card Disputes Have Important Deadlines
The Consumer Financial Protection Bureau says that being charged for a purchase you did not receive can qualify as a billing error.
To preserve your federal billing-error rights, the CFPB says to send the credit card company written notice within 60 days after it sent the statement on which the disputed charge first appeared.
You can begin by calling the issuer or submitting an online dispute. The CFPB and Federal Trade Commission recommend following the issuer’s instructions carefully and keeping copies of everything you submit.
Send any formal written notice to the address designated for billing disputes or billing inquiries. That address may be different from the address used for card payments.
The FTC provides a sample dispute letter for orders that were never delivered.
What If You Paid With a Debit Card?
Contact the bank immediately and request a merchant dispute for goods or services not received.
Debit-card protections are not always as strong as credit-card protections, but some banks provide additional protection through their card-network rules or account agreements. The FTC recommends contacting the issuer quickly, keeping records, and following up in writing.
Do not wait for weeks while the restaurant and delivery company blame each other. Dispute deadlines may continue running while you try to resolve the problem directly.
What If the Courier Marked the Order as Delivered?
Ask for the actual proof of delivery.
Depending on the delivery, that could include:
- A delivery photograph
- The GPS coordinates recorded at completion
- The delivery timestamp
- The address associated with the completion scan
- The name or description of the person who allegedly accepted it
- Any text messages or calls made by the courier
Toast says its delivery tracker can show a delivery photo when an order is completed. If the order was genuinely delivered, the restaurant or delivery provider should be able to produce more than a pickup record.
A restaurant receipt and courier pickup scan do not establish that the food reached your address.
Should You Dispute the Food, Fees, Tax, and Tip?
If no part of the order was delivered, request a refund of the entire amount charged.
That normally means:
- The food
- Sales tax
- The delivery charge
- Any service fee
- The courier tip
The restaurant or card issuer may break the transaction into separate components while processing the refund. Your position should remain simple: you paid one total amount for a restaurant order and delivery that you never received.
What Not to Do
- Do not call it an unauthorized transaction. You placed the order, so the accurate dispute reason is non-delivery.
- Do not rely exclusively on telephone calls. Send at least one written refund request.
- Do not delete the tracking texts. They may be your best evidence that pickup occurred and delivery failed.
- Do not accept pickup as proof of delivery. The courier receiving the food is different from you receiving it.
- Do not let the dispute deadline expire. Contact the card issuer promptly even if the restaurant claims it is still investigating.
- Do not pursue the individual courier yourself. The restaurant, Toast, and Uber have the account records and delivery information needed to handle the loss.
Why the Restaurant’s Reimbursement Dispute Is Separate From Your Refund
The restaurant may be understandably upset that it prepared food and handed it to a courier who failed to complete the delivery. The restaurant may also need to document the loss before Uber reimburses it.
None of that changes the customer’s basic problem: the restaurant order was never received.
Toast has created a process for handling both sides of the transaction. The restaurant refunds the guest through Toast. It then uses the Uber Direct order ID and Toast’s refund process to seek reimbursement from the delivery provider.
The customer should not be forced to finance the dispute between the restaurant and its delivery contractor.
Frequently Asked Questions
Can Uber Eats refund an order placed through a restaurant’s Toast website?
Usually, the restaurant should handle the refund because the customer placed the order through the restaurant’s sales channel rather than through the Uber Eats marketplace. Toast says delivery providers do not directly refund the restaurant’s guest under its standard Toast Delivery Services process.
Why can’t Uber Eats support find my order?
The restaurant may have used Uber Direct rather than the Uber Eats marketplace. Uber Direct allows a restaurant to request an Uber courier for an order placed through the restaurant’s own website. The delivery may therefore be associated with the restaurant’s merchant account instead of your personal Uber Eats account.
What happens if the Uber courier takes the food and cancels?
Toast’s current Uber Direct refund matrix identifies Uber as responsible when a courier cancels after pickup and the order is neither delivered nor returned. The restaurant can refund the guest and submit its own reimbursement request.
Should I contact the restaurant, Toast, or Uber first?
Start with the restaurant because it accepted the order through its Toast page and has the Uber Direct delivery ID. If the restaurant refuses to help, contact Toast Guest Support. If the charge remains unresolved, contact your card issuer.
Can I file a chargeback for restaurant food that was never delivered?
You can ask your card issuer to dispute the transaction as goods or services not received. Provide the receipt, tracking information, cancellation notice, and evidence that you first attempted to resolve the problem with the restaurant.
Can the restaurant refuse because its refund policy says all sales are final?
A restaurant’s refund policy may govern ordinary cancellations or customer-requested changes. An order that the restaurant’s delivery contractor never delivered presents a different problem. Ask the card issuer whether the charge qualifies as a billing error or merchant dispute for goods or services not received.
The Fastest Path to Getting Your Money Back
- Save the receipt, tracking history, and cancellation notice.
- Request a full refund from the restaurant in writing.
- Send the restaurant Toast’s instructions for undelivered orders.
- Contact Toast Guest Support if the restaurant refuses.
- Dispute the card charge promptly as goods or services not received.
The key is to describe the transaction accurately. You ordered from the restaurant. Its delivery contractor picked up the order. The delivery was canceled. You received nothing.
The restaurant can pursue Uber Direct for its loss. You should not be charged for food that never reached you.
